For better or for worse, I've been doing some sort of customer service or other for many many years, and one of the most important things I've learned is when and how to switch from "Tough crap, silly customer, that's not the way it works in these here parts" to "I've just pulled the alarum and fixit commandoes are rapelling into your office from the Moon right now".
When you're good you have to be able to hold that line against the customer at 3:27pm and switch, unapologetically and wholeheartedly, to storming the beach with them at 3:28pm.
